Cảm xúc tiêu cực là biến số quan trọng đối với ngành kinh doanh dịch vụ vì cảm xúc tiêu cực có thể dẫn đến những hành vi đối phó khác nhau, qua đó ảnh hưởng đến lòng trung thành, khách hàng cũng như hình ảnh và danh tiếng của nhà cung cấp dịch vụ. Tuy nhiên, các loại hình cảm xúc tiêu cực và hành vi đối phó thường được xem xét một cách riêng rẽ dẫn đến sự hiểu biết không toàn diện. Nghiên cứu này được thực hiện nhằm điền vào khoảng trống nói trên thông qua việc đề xuất và kiểm định mối quan hệ nhân quả giữa các cảm xúc tiêu cực (giận dữ, chán nản, hối tiếc) với các hành vi đối phó (than phiền, chia sẻ trải nghiệm tiêu cực và ý định chuyển đổi) trong bối cảnh kinh doanh dịch vụ nhà hàng. Sử dụng mô hình cấu trúc tuyến tính bình phương nhỏ nhất từng phần (PLS-SEM) với phần mềm SmartPLS trên một mẫu 404 thực khách ở TP. Hồ Chí Minh, kết quả kiểm định cho thấy cảm xúc giận dữ và chán nản lần lượt có ảnh hưởng nhiều nhất đến hành vi than phiền và ý định chuyển đổi, trong khi đó, cảm giác hối tiếc dẫn tới ý định chuyển đổi và chia sẻ trải nghiệm tiêu cực. Do đó, nghiên cứu có những đóng góp quan trọng về mặt học thuật và hàm ý quản trị.
